Además de tener herramientas seguras tanto en aplicaciones web y móviles, como en el hardware y software que se usa en las sucursales o en los cajeros electrónicos, el sector financiero debe agregar otros elementos para robustecer la seguridad. Mecanismos de identificación y autenticación de clientes en todos los puntos de contacto, incluyendo los centros de atención telefónica o contact centers, deben evitar la suplantación y los robos.

Estas innovaciones están transformando las interacciones de los clientes con los proveedores de servicios financieros. Por ejemplo, están las tecnologías impulsadas por IA con biometría física, como rostro, huellas dactilares y palma, para identificar a los titulares legítimos de cuentas. También aquellas que reconocen rasgos de comportamiento, como la forma en que los clientes sostienen su teléfono o la rapidez con que escriben, acciones que los estafadores no pueden replicar.

Keeping agents productive yet available for the next call and thus meeting service levels is a balancing act that can be quantified and optimized through better occupancy management.

Agents’ occupation: what it is and how it is measured.

Occupancy is measured by the percentage of connection time that employees are busy with contact center activities, as well as the downtime that agents are waiting for calls to arrive. This measurement allows planning resources and budgets.

In terms of Workforce Management, the most efficient contact center is the one with the highest occupancy percentage. However, a 90% occupancy range is too high an indicator, revealing that the agent workload is extremely high. This would lead to fatigue, poor performance, high turnover, and low service levels that ultimately translate into longer customer wait times.

While, at the other extreme, a low occupancy rate – that is, having too many employees waiting for calls or other downtime factors – indicates poor planning or scheduling. Its effect is dissatisfied agents and low morale.

Mantener a los agentes productivos y a la vez disponibles para la próxima llamada y que así cumplir con los niveles de servicio es un acto de equilibrio que puede cuantificarse y optimizarse mediante una mejor gestión de la ocupación.

Ocupación de los agentes: qué es y cómo se mide.

La ocupación se mide mediante el porcentaje de tiempo de conexión que los empleados están ocupados en actividades del centro de contacto, así como el tiempo de inactividad en que los agentes están en espera de la llegada de llamadas. Esta medición permite planificar recursos y presupuestos.

En términos de Workforce Management, el centro de contacto más eficiente es aquel con un porcentaje de ocupación más alto. Sin embargo, un rango de ocupación del 90% es un indicador demasiado alto que revela que la carga de trabajo de los agentes es extremadamente alta. Esto derivaría en fatiga, rendimiento deficiente, alta rotación y niveles bajos de servicio que se traduce finalmente en tiempos de espera más prolongados para el cliente.

Mientras que, en el otro extremo, una tasa de ocupación baja – es decir, tener demasiados empleados en espera de llamadas u otros factores de inactividad – indica una mala planificación o programación. Su efecto es el de agentes insatisfechos y moral baja.

  • Contrate el número correcto de empleados, con las habilidades y competencias adecuadas.
  • Gestione los niveles de ocupación en diferentes momentos del día para establecer puntos de referencia.
  • Pida a los empleados que se encarguen de diferentes tareas durante los períodos bajos. Una solución de Worforce Management idealmente se hace cargo de esto automáticamente.

What’s Workforce Management for?

This also means greater use of building infrastructure, such as positions, air conditioning, lighting, etc., in addition to the IT resource, which includes server capacity, ACD extensions, licenses, PC equipment, and more.

Undersizing the workforce does not allow matching the supply with the demand for agents. Thus, it is not possible to cover the required service metrics and consequently worsens the customer experience. Operators are overloaded generating absenteeism, turnover and desertion. Revenues are reduced by losing sales and customers.

A long waiting time consumes more resources in telephony, increasing costs. If you are a BPO, you could lose a contract due to long-term default.

When to automate a WFM system?

Identifying whether it is time to implement technology that improves operations and boosts contact center productivity will depend on what can be obtained from this resource. For this, it is enough to answer basic questions, such as:

  • Does it help reduce costs?
  • Can you increase income?
  • Does it improve the customer experience?
  • Does it allow agents to be more satisfied with shifts, breaks and workload?

Planificar la cantidad de personal adecuado, en el lugar y momento indicado, con el conocimiento necesario, un tipo de gestión fundamental en el Contact Center.

Hasta hace algunos años, los centros de contacto en el mundo hispanoparlante usuarios de soluciones de WorkForce Management en sus operaciones tendían a ser aquellos de compañías grandes. Con la aceleración en la transformación digital, esta tendencia ha cambiado, y actualmente las medianas e incluso pequeñas empresas se benefician del uso de sistemas de gestión de la fuerza de trabajo.

¿Para qué sirve Workforce Management?

Sea de manera enteramente manual o apoyado en el uso de tecnología, un sistema de Workforce Management es un conjunto de actividades relacionadas con la organización de personal orientadas a lograr la productividad de la fuerza laboral. Estas acciones suelen segmentarse de acuerdo con el giro de la industria e incluso, dentro de un mismo sector, una solución de WFM puede atender diferentes objetivos.

Si bien la visión laboral a través de la gestión de la fuerza de trabajo está fuertemente vinculado a los centros de contacto, el tema no es privativo a esta área, sino más bien a los departamentos de recursos humanos en prácticamente cualquier área de una empresa.

Ventajas de automatizar los procesos de WFM

Diversas variables inciden sobre una operación de capital humano intensivo como son los centros de contacto. Los procesos no automatizados de WFM enfrentan su mayor dificultad – y poca efectividad – ante un par de hechos que son una constante: la aleatoriedad en las llamadas de entrada y la gestión de grupos con múltiples habilidades. Desde esta perspectiva, una estrategia manual y sin una metodología definida representa una gran dificultad frente a las opciones de automatización a través de soluciones tecnológicas.

Concentrémonos en la tarea de dimensionar la fuerza de trabajo dentro del centro de contacto y apuntemos a los dos posibles escenarios fallidos: sobredimensionar y subdimensionar. Convirtamos estas dificultades del modelo manual en números, pues los costes laborales son un disparador clave para el uso de soluciones de WFM.

Sobredimensionar la fuerza de trabajo, es decir, no utilizarla reduciendo la productividad, se traduce en salarios innecesarios que tu empresa está pagando. En el caso de los BPOs, puede ser la diferencia entre que tu negocio sea viable o no.

Aproximadamente el 80% de tus costos están relacionados con el salario de los agentes.

Esto también significa un mayor uso de infraestructura edilicia, como posiciones, climatización, iluminación, etc., además del recurso de IT, que incluye capacidad de los servidores, extensiones del ACD, licencias, equipos de PC, y demás.

Subdimensionar la fuerza de trabajo no permite emparejar la oferta con la demanda de agentes. Así no es posible cubrir las métricas de servicio requeridas y en consecuencia empeora la experiencia del cliente. Se sobrecarga a los operadores generando ausentismo, rotación y deserción. Los ingresos se reducen al perder ventas y clientes.

Un tiempo de espera prolongado consume mayores recursos en telefonía, incrementando costos. Si eres un BPO, podrías perder un contrato por incumplimiento a largo plazo.

¿Cuándo automatizar un sistema de WFM?

Identificar si es momento de implementar tecnología que genere mejora en la operación e impulse la productividad del centro de contacto dependerá de lo que pueda obtenerse de este recurso. Para esto, basta responder a cuestionamientos básicos, como:

  • ¿Ayuda a disminuir costos?
  • ¿Logra incrementar ingresos?
  • ¿Mejora la experiencia del cliente?
  • ¿Permite a los agentes estar más conformes con turnos, descansos y carga de trabajo?

Será muy importante obtener respuestas basadas en datos. La vía más corta y sabia hacia ello puede darse a través del análisis de la actual gestión de la mano de consultores experimentados en la materia. De esta forma, es posible seleccionar la tecnología adecuada y potenciarla al optimizar la metodología. La meta debe ser la integración e implementación correctas de la solución de WFM apropiada para incrementar tus ingresos, reducir costes operativos e impactar positivamente en experiencia del cliente.

We are living in a time of great transformation in the perception and operation of the Contact Center. Here´s an invitation to reflect on where we are and where we are going.

What a Call Center has required (and requires today)

One time, a client told me:

“Antonio, I have acquired all the tools for my Call Center. I have used the best ones, those recommended by Gartner, but it doesn’t work. What is happening with my Contact Center?”

So, we reviewed the tools and he had all of them, but they didn’t interconnect with each other.

For many years we have had the focus of buying tested tools. However, the top management of a contact center is no longer paying attention to whether to obtain an IVR or ACD, but to how to analyze the information and create models to improve the contact center.

How do I understand my client and how can I model their behavior to be able to reach them more efficiently? Each customer contact generates silos of information that need to be communicated between each other, to extract that information later, analyze and order it. And so, to be able to measure customer experience.

Any Contact Center that does not focus on the flow of information will disappear.

What indicators do Call Centers require?

The Contact Center is a process amalgamator that works in an aligned way because it is part of the company. Today we talk with our clients about measurements that reflect the entire operation, focused on knowledge and information to measure performance. The client wants to know how much he is collecting and in what way he is doing collection, if he leaves resentful clients, or if he is solving problems at the first contact and what type of contact this is. How do I measure repeat customers or identify a customer who is a promoter? If I have high or low value sales, how do I classify them? How do I cost the operation?

Recently, we increased the contact of a company by 5% through analytics. They told us: “but how, if we are using the same contact lists.” And the answer is simple: it is true, but I’m telling you how much to charge, who to charge, when to charge and how to charge, and that’s a big difference.

Efficient and flexible processes add value when they communicate and work as a complete system in which different platforms and services intervene so that the operation is integrally connected. Having high quality processes in the operation translates into greater value and income.

The best cloud processes are accessible for everything: fraud control, analytics, and artificial intelligence. They can be extracted, used and combined. Beyond the cheapest cost, it is about being able to go as fast as the competition demands. Not having a strategy at home to migrate or be connected with third-party expert cloud processes is out of question.

Vivimos un tiempo de gran transformación en la percepción y la operación del Contact Center. Esta es una invitación a reflexionar sobre dónde estamos y hacia dónde vamos.

Qué es lo que un Call Center ha requerido (y requiere hoy día)

En una ocasión, un cliente me dijo:

“Antonio, he adquirido todas las herramientas para mi Call Center. He recurrido a las mejores, a las recomendadas por Gartner, pero no funciona. ¿Qué está sucediendo con mi Contact Center?”

Así que, revisamos las herramientas y las tenía todas, pero no se interconectaban entre ellas.

Por muchos años hemos tenido el enfoque de comprar herramientas evaluadas. Sin embargo, la gente de alta dirección de un Contact Center ya no está prestando atención a si obtiene un IVR o ACD, sino en cómo analizar la información y crear modelos para mejorar el centro de contacto.


¿Cómo entiendo a mi cliente y cómo puedo modelar su comportamiento para poder llegar a él de manera más eficiente? Cada contacto del cliente me genera silos de información que deberían comunicarse, para posteriormente extraerla, analizarla y ordenarla. Y así, medir la experiencia del cliente.

El Contact Center que no se enfoque en el flujo de la información va a desaparecer.

Qué indicadores requieren los Call Center

El Contact Center es un amalgamador de procesos que trabaja de manera alineada porque es parte de la empresa. Hoy hablamos con nuestros clientes de mediciones que reflejen la operación completa, enfocados al conocimiento e información para medir el rendimiento. El cliente quiere saber cuánto está cobrando y de qué manera está cobrando, si deja clientes resentidos, o si está resolviendo los problemas al primer contacto y qué tipo de contacto es este. ¿Cómo mido los clientes repetitivos o identifico a un cliente que es promotor? Si tengo ventas de alto valor o bajo valor ¿cómo las clasifico? ¿Cómo costeo la operación?

Recientemente, aumentamos en un 5% la contactación de una empresa mediante analíticos. Nos decían: “pero cómo, si estamos usando las mismas listas de contactación”. Y la respuesta es simple: es cierto, pero yo te estoy diciendo cuánto cobrar a quién cobrar, cuándo cobrar y cómo cobrar, y esa es una gran diferencia.

Los procesos eficientes y flexibles agregan valor cuando se comunican y trabajan como un sistema completo en el que intervienen diferentes plataformas y servicios para que la operación esté integralmente conectada. Tener procesos de alta calidad en la operación se traduce en mayor valor e ingreso.


Es posible acceder a los mejores procesos en la nube para todo: control de fraude, analíticos e inteligencia artificial. Se pueden extraer, utilizar y combinar. Más allá del costo más económico, se trata de poder ir tan rápido como la competencia lo exige. No tener una estrategia en casa para migrar o estar conectado con procesos en la nube de terceros expertos, es quedar fuera de competencia.
